The ROI of AI in customer support: metrics, costs, and what to expect

What is the ROI of AI in customer support?

AI customer support ROI comes down to three numbers: your monthly ticket volume, your cost per ticket, and Unless’s published 78% deflection rate. Multiply them together, compare the result to what you’d pay for the platform, and you have your projection. Below is the exact formula, a worked example, and a link to run your own numbers instead of ours, the same calculator that lives on our pricing page.

The formula: three numbers you already know

You don’t need to know your fully-loaded cost per ticket off the top of your head. The formula derives it from two numbers most support leads do know:

  • Cost per ticket = (average handling time in minutes ÷ 60) × your team’s average hourly rate
  • Yearly savings = tickets per month × 78% deflection rate × cost per ticket × 12

The 78% is not an assumption. It’s the deflection rate Unless publishes from production data, averaged across all customer touchpoints.

A worked example

Take a team handling 2,000 tickets a month, averaging 15 minutes of handling time, at a €40 fully-loaded hourly rate:

  • Cost per ticket: (15 ÷ 60) × €40 = €10
  • Yearly savings: 2,000 × 78% × €10 × 12 = €187,200
  • Against the Fixed plan’s €23,988 a year (€1,999/month): 680% ROI, paid back in 1.5 months

What this number doesn’t include

That projection is deflection only. Efficiency gains from the Team Assistant and content-ops savings from Living Knowledge come on top of it, and aren’t in the number above. The calculator states this plainly for the same reason this article does: a projection is only useful if you know exactly what it’s projecting.

If the math doesn’t favor you yet

At lower ticket volumes, deflection alone may not clear the Fixed plan’s annual cost, and the calculator will tell you so rather than round up. That’s what the Flex plan is for: €0.99 per resolved outcome, so you pay for value delivered instead of a flat fee sized for higher volume. Most teams that start on Flex move to Fixed once volume, or procurement, makes the predictable budget worth it.

Metrics to track once you’re live

Once Unless is deployed, these are the numbers worth watching in your dashboard:

Deflection Rate The percentage of customer interactions handled by AI that never reach a human agent.

AI Resolution Rate The share of interactions the AI resolves meaningfully, without an escalation attempt and without falling back on a default answer.

First Contact Resolution (FCR) The percentage of issues resolved by AI in the first interaction.

Out-of-Hours Support Interactions handled by AI outside regular business hours, when your human team is offline.

Average Resolution Time (support team) For teams also running the Team Assistant, the average time a support team member takes to fully resolve a ticket. Lower is better.

Beyond these, secondary indicators worth tracking include average handling time for the AI itself, escalation rate, total session volume, and how often customers use self-service resources like help articles. Customer Satisfaction (CSAT) and Customer Effort Scores (CES) from post-interaction surveys round out the picture: they measure whether the resolution actually landed, not just whether one happened.
